Contact centers have traditionally been seen as cost centers. Providing customer service and support is essential, but for decades the goal was often to keep the cost of doing so as low as possible while still attempting to provide a positive customer experience.
Many executives have looked for ways to reduce the cost of their customer service operations through offshoring and technologies such as web self-service, chat software, bots, and Artificial Intelligence. These tools can automate routine interactions, improve efficiency, and reduce operating costs.
However, the contact center can represent much more than an operational expense. The value-center approach recognizes the importance of the contact center in creating value and generating revenue for the company. When agents are trained and capable of providing excellent customer service while identifying relevant opportunities to recommend products or services, companies can strengthen customer satisfaction, retention, loyalty, and revenue.

Your Contact Center is an important part of your business and should be included in your broader business strategy. Goals, objectives, and KPIs should reflect the value the Contact Center creates rather than focusing exclusively on reducing costs.
Concepts such as Customer Experience and Agent Empowerment and Experience should remain important priorities, along with metrics that help demonstrate Contact Center performance, such as Customer Satisfaction (CSAT), First Contact Resolution (FCR), and Net Promoter Score (NPS).
Your Contact Center should be integrated with your CRM system when appropriate for the operation. That data can contain valuable information about customers, ranging from their history with the company to their preferences and purchasing habits.
Agents can use relevant customer information to personalize interactions, understand previous experiences, and identify appropriate products, services, or solutions.
At the same time, Sales and Marketing teams can gain valuable insight from Contact Center interactions, including complaints, recommendations, recurring questions, and customer feedback. This information can provide useful insights for Sales and Marketing strategies.
When a Contact Center is viewed primarily as a cost center, outsourcing decisions can become heavily focused on finding the lowest possible operating cost. Historically, this made distant offshore locations attractive to companies seeking to reduce customer service expenses.
A value-center approach changes the question. Outsourcing can still provide important cost advantages, but the provider should also contribute to customer experience, workforce quality, scalability, communication, and operational performance.
