At the beginning of 2022, the Contact Center industry was emerging from two years of significant change. After the operational challenges of 2020 and 2021, customer expectations, agent engagement, and digital transformation were among the major priorities industry leaders expected Contact Centers to face during the year ahead.
At the time, industry research estimated the global Call Center market at approximately $339.4 billion in 2020 and projected it could reach approximately $496 billion by 2027. Against that backdrop, Contact Center leaders were evaluating how customer expectations, workforce challenges, and technology investments would shape operations in 2022.
During the early stages of the COVID-19 pandemic, customers encountered delays, staffing shortages, operational disruptions, and changes in the way companies provided service. By the beginning of 2022, however, expectations were shifting again.
Customers had become increasingly accustomed to fast access to information and convenient digital services, while still expecting the option to speak with a person when their issue required human assistance.
The prediction for 2022 was straightforward: companies could no longer rely on pandemic-related disruption as an explanation for consistently poor service. Organizations needed to focus again on response times, accessibility, problem resolution, and the overall customer service experience.
Contact Center agents experienced many of the same personal and professional challenges as everyone else during the pandemic while simultaneously being expected to engage with and empathize with customers facing their own frustrations and uncertainties.

Customers were also becoming increasingly comfortable with digital customer service. Self-service tools, chat, digital communication channels, and traditional telephone support were becoming parts of a broader customer experience rather than completely separate services.
The 2022 outlook therefore emphasized continued digital transformation while recognizing that technology did not eliminate the importance of human interaction. Instead, the challenge was to use technology to improve efficiency while allowing agents to focus on interactions requiring judgment, empathy, communication, and problem-solving.
