Nearshore Contact Center Performance

4 Ways A Nearshore Contact Center Increases Performance

When discussing Nearshore Contact Centers, cost savings and access to a larger recruitment pool are often among the first advantages mentioned. However, Nearshore can also support Contact Center performance by expanding bilingual capabilities, increasing workforce capacity, providing access to experienced talent and management, and helping organizations build more stable teams.

Nearshore outsourcing should not be evaluated only as a cost-reduction strategy. The right location, workforce, provider, training, technology, and management model can also help organizations improve service quality, expand capacity, and strengthen operational performance.

The following four areas were part of the original framework of this article and remain important considerations when evaluating how a Nearshore Contact Center may support performance.

4 Ways a Nearshore Contact Center Can Support Performance

1. Bilingual and Bicultural Service

One of the important advantages of Nearshore Mexico is access to professional bilingual and bicultural Contact Center agents who can communicate with both English- and Spanish-speaking customers.

For operations serving customers in both languages, bilingual agents can provide additional flexibility because the same workforce may be able to support interactions without requiring separate English- and Spanish-only teams.

When routing, training, processes, and agent skill levels are properly designed, bilingual capability may also help reduce unnecessary transfers and support metrics such as First Contact Resolution.

Bicultural familiarity can provide another advantage. Agents who understand North American communication styles, customer expectations, brands, terminology, and cultural context may be better prepared to build rapport and provide natural customer interactions.

However, bilingual or bicultural capability alone does not guarantee better performance. Organizations should still evaluate individual agents based on communication skills, experience, training, technical knowledge, and the requirements of each specific operation.

2. Increase Agent Capacity

Many Contact Centers need additional workforce capacity to reduce customer wait times, handle more accounts, support growth, extend operating hours, generate more leads, or manage seasonal increases in demand.

Expanding an internal U.S. operation can involve more than additional salaries. Organizations may also need to consider recruiting, benefits, management, equipment, technology, office space, training, and other operating expenses.

A Nearshore operation in Mexico can provide access to a larger bilingual recruitment pool while offering labor and operating cost advantages compared with equivalent U.S.-based staffing.

CCSI currently estimates that organizations may reduce labor and operational costs by up to 50% compared with U.S.-based Contact Center operations, depending on the program, workforce requirements, location, and operating model.

Those savings can give organizations greater flexibility to add agents, increase coverage, invest in Quality Assurance, expand customer support, or allocate resources to other performance improvements.

3. Nearshore Expertise

Nearshore Contact Center markets can provide access to employees who already have experience in Customer Service, Debt Collection, Sales, Technical Support, Financial Services, and other customer-facing or back-office functions.

A larger recruitment pool can also allow providers to search for candidates whose experience, communication abilities, technical skills, and behavioral characteristics match the requirements of a specific client program.

The experience of the management and support teams is equally important. An established Contact Center provider may have Managers, Trainers, Quality Assurance specialists, Workforce Management professionals, IT personnel, and other staff who have supported multiple programs and encountered many of the operational challenges a new client may face.

That experience can be valuable when implementing processes, developing training, identifying performance issues, documenting best practices, and improving an operation over time.

Nearshore expertise should therefore be evaluated at both levels: the experience of the agents who interact with customers and the experience of the management and support teams responsible for helping the operation succeed.

4. Workforce Stability and Lower Turnover

Workforce stability can have a direct impact on Contact Center performance. Experienced agents become familiar with customers, products, systems, processes, quality expectations, and the client's brand over time.

When turnover is high, organizations repeatedly invest in recruiting, onboarding, training, coaching, and bringing replacement employees up to the expected level of performance.

However, lower turnover should not be assumed to be an automatic characteristic of every Nearshore operation. Retention depends on factors such as compensation, leadership, work environment, recruiting, recognition, training, employee support, and opportunities for professional development.

Career development can play an important role. Agents who have opportunities to progress into Team Lead, Supervisor, Management, Training, Quality Assurance, or administrative positions may have additional reasons to build a long-term career within the organization.

CCSI's current people-first company culture emphasizes employee recognition, continuous development, internal growth, leadership programs, and professional learning as part of its strategy for building stable and experienced teams.

Greater workforce stability can therefore contribute to more experienced agents, less disruption from constant recruiting and training, and greater continuity for the client's operation.

Performance Depends on More Than Location

Nearshore should not be viewed as a guarantee of better Contact Center performance simply because an operation is located in Mexico.

Results still depend on selecting the right people, providing effective training, defining appropriate KPIs, maintaining reliable technology, monitoring Quality Assurance, managing the workforce effectively, and creating a strong working relationship between the client and the Nearshore team.

The Nearshore model can provide important advantages—including bilingual talent, additional workforce capacity, experienced operational support, geographic proximity, and the potential for greater workforce stability—but those advantages need to be managed effectively to translate into measurable results.

Organizations should therefore evaluate Nearshore based on both cost and performance potential, rather than considering savings as the only objective.

Historical note: First published in June 2023, this article has been reviewed and updated while preserving its original four-part explanation of how Nearshore can support Contact Center performance: bilingual and bicultural service, increased agent capacity, Nearshore expertise, and workforce stability. Claims that originally presented improved performance or lower turnover as automatic results of Nearshore have been refined to emphasize the role of recruiting, training, management, employee experience, technology, and the specific requirements of each operation.
