Customer Service Week: What Does Customer Service Mean To You?

Great Customer Service is not limited to the agents who communicate directly with customers. It is influenced by leadership, training, company culture, operational processes, and the way every department approaches the people it serves. During Customer Service Week 2018, CCSI asked members of its team a simple but important question: What does Customer Service mean to you?

The answers came from employees working in different areas of the organization, reinforcing an important principle: Customer Service should be part of the entire company culture, not simply the responsibility of the contact center floor.

Their perspectives continue to highlight several fundamentals of excellent service: understanding people, listening carefully, showing empathy, treating customers with respect, and making a genuine effort to solve their problems.

Going the Extra Mile for Customers

Agustin Pedraza, who served as CCSI's Internal Development Coordinator at the time, emphasized understanding what people need and making an effort to help beyond the immediate request.

“Customer Service for me is going that extra mile in helping people in the way they want to be treated, pin-pointing what they need sometimes before they even know what they want. So, customer service is just another way to help people out.”

Strong Customer Service often requires employees to look beyond the immediate transaction. Listening carefully, understanding the customer's objective, and identifying the real need behind the request can help create a more useful and human interaction.

This approach is particularly important for Customer Service teams, where agents represent the client's brand during every interaction.

Customer Service as a Privilege and Responsibility

Jorge Oros, who served as CCSI's Partner and VP of Operations, focused on respect and the importance of remembering that every customer interaction involves a real person trying to accomplish something.

“Customer Service to us at CCSI is a privilege that we have to be able to serve our clients and customers, accomplish whatever they try to accomplish and we take it seriously every day. That we want to serve the way that we would like to be served and treat everybody with respect and keeping in mind that it’s not just another number, it’s a human, it’s somebody just like us just trying to get something done.”

That human perspective remains fundamental to Customer Experience. Metrics such as response time, Quality Assurance scores, and First Contact Resolution are important, but they should ultimately support a better experience for the person contacting the organization.

A strong company culture helps reinforce that mindset by connecting employee behavior with the values and service standards the organization wants customers to experience.

Friendliness, Patience, and Going Beyond Expectations

Melissa Yañez, who served as CCSI's Compliance Manager at the time, summarized Customer Service around three simple qualities: friendliness, patience, and a willingness to exceed expectations.

Patience becomes particularly important when customers are confused, frustrated, or contacting the company because something has already gone wrong.

In those situations, the quality of the interaction depends not only on solving the problem but also on how the employee communicates throughout the process.

Training agents to manage difficult conversations, understand products and services, and communicate naturally helps create more consistent Customer Experiences. CCSI supports its bilingual and bicultural agents through continuous training and professional development.

Listen, Understand, and Show Empathy

Omar Antuna, a CCSI Contact Center Supervisor at the time, highlighted active listening and empathy as essential parts of the Customer Service process.

“Customer Service for me is listening to a customer’s concerns, being empathetic with the customer’s situation, putting myself in their shoes, understanding the situations they might be going through and, at the end of the day, it’s giving a customer reassurance that their concerns will be addressed.”

Empathy is especially effective when it leads to action. Acknowledging a customer's concern is important, but employees must also understand what happened, explain what can be done, and move the interaction toward an appropriate resolution.

Active listening helps agents understand both the customer's words and the reason behind the contact. Combined with strong product knowledge and appropriate agent empowerment, it can help reduce unnecessary transfers and create more complete resolutions.

What Does Excellent Customer Service Have in Common?

Although each CCSI team member described Customer Service differently, their answers share several important principles:

  • Listen carefully. Understand what the customer is actually trying to accomplish.
  • Treat people with respect. Customers should never feel like another number in a queue.
  • Show empathy. Recognize the customer's situation and communicate accordingly.
  • Be patient. Difficult or complex interactions require calm and professional communication.
  • Take ownership. Help move the customer toward a solution rather than simply transferring responsibility.
  • Go beyond the transaction. Look for opportunities to make the experience easier and more helpful.

These principles are relevant across inbound Customer Service, technical support, financial services, healthcare support, sales, and other contact center environments.

Organizations cannot expect employees to consistently treat customers with respect, patience, and empathy if those same qualities are absent from the employee experience.
